Design a multi-agent WhatsApp support workflow that customers can trust

Adding more agents does not automatically improve support. Teams need clear ownership, shared context, escalation rules and measurable service expectations before volume increases.

Start with ownership, not automation

Define who receives a new conversation, when ownership changes and what happens at the end of a shift. A customer should not need to repeat the issue simply because another person responds.

Use a shared inbox to make assignments visible. Internal notes should explain the next action without exposing private team discussion to the customer.

Separate queues by customer need

Sales enquiries, billing questions and technical incidents require different skills and response expectations. A simple intake question can route the conversation, but customers must always have a route to a person when the category is unclear.

Keep the number of queues manageable. Excessive routing creates delay and encourages agents to move difficult conversations rather than resolve them.

Measure outcomes responsibly

Track first response, unresolved questions, follow-up and customer feedback together. Speed alone can reward shallow replies.

Review conversation examples with appropriate access controls and use scoring as coaching evidence, not as an unexplained automated verdict.
